When an email isn't enough

04/08/2026

This week reminded me why estate agency will always be about people.

I visited a client at her home to discuss the next steps in her move. On paper, everything looked straightforward. There was one outstanding issue: agreeing a completion date.

What I discovered when I arrived was something no CRM system, email chain or automated update could ever have told me.

She was in crisis.

She was struggling with her mental health and simply trying to get through each day. The house sale wasn't the most important thing on her mind at that moment—it was just another source of overwhelming pressure.

Before I arrived, she had received three emails, from three different parties asking her to agree to a completion date. Each one became progressively more overwhelming.

From the sender's perspective, they were probably just trying to keep the transaction moving but from her perspective, every email felt like another demand at a time when she barely had the emotional capacity to respond.

It struck me that if just one of those emails had been a phone call, the direction of all the conversations might have been completely different.

Within the first few minutes of speaking to her, it was obvious she wasn't ignoring anyone. She wasn't being difficult. She wasn't delaying things for the sake of it.

She needed understanding.

A simple conversation would have revealed that immediately.

Instead of another request for an answer, the focus could have shifted to asking, "How are you? Is everything okay? How can we help?"

That's the difference a human conversation can make.

Technology has transformed our industry, and for the better in many ways. Emails, portals, digital signatures and instant updates all help transactions progress more efficiently.

But efficiency should never replace empathy.

Buying and selling property isn't just a legal process. It's often wrapped up in divorce, bereavement, financial worries, illness, anxiety or significant life changes that aren't visible on a computer screen.

An inbox doesn't tell you when someone is struggling.

A conversation often does.

As estate agents, conveyancers and property professionals, we all want to move transactions forward. That's our job. But sometimes the most productive thing we can do isn't send another email. It's pick up the phone.

Or, if possible, knock on the door.

Because behind every property file is a person, and sometimes they need compassion more than they need another deadline.

Technology is an incredible servant, but it should never become the master of how we communicate.

The human side of property isn't old-fashioned.

It's irreplaceable.
